Shadowing can demonstrate technical workflows and experienced judgment, but observation alone does not show how a new agent will respond under pressure. Add out-loud practice so each person can try their own response and receive feedback before a live escalation.
Review CSAT, repeat contact, escalation rate, handle time, and agent well-being for comparable ticket types. Treat them as signals rather than proof: incident severity, product quality, staffing, and ticket mix can all affect the same measures.
